
Short answer: A mortgage customer journey is a team-defined map of relationship stages, handoffs, and review points. It should say what moves a person from one stage to the next, what context the next owner needs, and where a team investigates when the expected action does not occur. A generic funnel is not a substitute for those working definitions.
Define a stage by the work that changes
Start with the relationship and operational handoffs your team actually reviews. Use plain definitions that a loan officer, marketing owner, and operations owner can apply to the same record without guessing.

Run a handoff review with real records
- Select one ordinary record and one record with an exception or missing context.
- Write the stage definition, the next action, and the person accountable for checking it.
- Trace the handoff and record what the new owner could see, what was absent, and where they looked for answers.
- Keep the map, evidence date, and unresolved questions with the team's operating notes.
